Replying to Negative Guest Reviews: 5 Templates

A negative review rarely stands alone: it is read by dozens of future guests. How a business replies often says more about it than the review itself. At the same time, the public reply is exactly where restaurants most often damage themselves. This article provides five ready-to-use templates – and the rules without which even the best template backfires.

Three ground rules before any reply

  • Do not confirm the visit. If there is any possibility the review came from someone who was never at your restaurant, the missing guest contact is your strongest ground for removal. Any wording such as „Thank you for visiting us“ spends it publicly and irreversibly.
  • Do not disclose details about the person. Booking time, table number, companions, order, method of payment: these are the reviewer's personal data. Airing them publicly is open to challenge under data protection law – and almost always looks worse to onlookers than the criticism did.
  • Do not reply in the heat of the moment. The reply is addressed not to the reviewer but to the next guest reading along. Short, calm, friendly, never defensive. Sleeping on it is always allowed.

And the most important sequence: first have it assessed whether the review can be removed – then reply. Not the other way round.

Template 1: the neutral standard reply

Where it is unclear whether a visit took place at all.

„Thank you for your feedback. We take every criticism seriously, but we are unable to match your account to a particular visit. If you would like, do get in touch with us directly – we will look into it properly.“

Template 2: criticism of waiting times or service

Where the criticism is plausible and you want to address it without conceding a visit.

„Long waits are annoying – we see it the same way. On busy evenings it does unfortunately happen, and we are working continuously on better pacing. If you would like to describe your impression to us directly, you can reach us at our contact address at any time.“

Template 3: unfair or emotional criticism

Keep it short. Do not defend. Do not mirror.

„We are sorry that you formed such a negative impression. We do not think a public discussion of individual incidents is the right way forward. We are happy to talk in person.“

Template 4: a review you cannot place

The standard case with text-free one-star reviews and fake profiles.

„Thank you for your review. We have no record we could match to your profile. If this is a case of mistaken identity we would welcome a brief message – and of course the chance to meet you in person one day.“

Template 5: after a resolved complaint

Where the matter has been settled and the guest is happy to leave it public.

„Thank you for getting in touch with us and for letting us settle this together. Feedback like yours helps us improve – we would be glad to see you again.“

Common mistakes to avoid

  • Confirming the visit. „We remember your table on Saturday“ is the most expensive sentence a business can write – it costs the strongest ground for removal.
  • Justifying and settling scores. Long explanations read as defensive. Whoever insists on being right loses in public.
  • Legal threats in the review thread. That escalates visibly for everyone and achieves nothing in the procedure. Legal steps do not belong in the reply column.
  • Bought counter-reviews. They breach competition law, platforms detect them, and being caught does far more damage than the original review.
  • Copy and paste across all reviews. Twenty identical replies read like an automaton and devalue every one of them.

When replying is not enough: removal

Where reviews rest on no genuine guest contact, contain untrue statements of fact or amount to insults, a reply is only damage limitation – the real solution is removal.
